Why the future of customer service is agentic

Answering the question is no longer the product. Completing the workflow is.

Most customer-service software was designed around a transcript. A person asks, a system replies, a ticket is filed if the reply is not enough. That model made sense when the only thing software could do with language was retrieve a paragraph.

Agentic systems change the unit of work. The unit is no longer the message. It is the outcome the message was trying to produce: a booking, a status, a refund request routed to the right authority, a missing document collected, a slot on a calendar.

This does not mean an AI should be given unrestricted access to a business. It means the organization decides, in advance, which actions are permitted, which require a person, and how both are recorded. The conversation is the interface. The workflow is the product.

For African organizations in particular, the cost of the old model is not abstract. High message volume, mobile-first customers, and teams that already stretch across WhatsApp, email and a handful of disconnected systems create a tax on every request. An agent that can check a system and complete a permitted step removes that tax without requiring a new call centre shift.

The institutions that will feel this first are not the ones with the most sophisticated models. They are the ones who know their processes well enough to say: this request may proceed; that one must wait for a human.
